The evolution of e-commerce since the mid-1990s has not only streamlined business processes but also introduced significant challenges in integrating digital and physical interactions. Initially, concepts like "Clicks and Mortar" and "omnichannel" emerged to describe this hybrid model, yet they barely scratched the surface of the underlying complexities.

Historically, many companies struggled with managing physical customer interactions alone. Common frustrations included redundant information requests when customers were transferred between departments. While there have been improvements over the years, with better data management allowing smoother transitions, especially in online interactions, the challenge remains substantial.

In a recent interview, Bryan Davis of Hub International highlights a shift in focus from data-centric to human-centric approaches in managing customer interactions. He emphasizes the importance of understanding customer preferences in their journey, whether they seek quick digital transactions, personal advice, or a blend of both. Insurance, being a complex field, often requires a mix of these approaches.

The concept of "anchoring bias" is crucial here. It refers to the human tendency to rely heavily on the first piece of information offered (the "anchor") when making decisions. In business, this often means sticking to established processes and systems. To truly innovate and meet customer expectations, companies must overcome this bias, look at their processes from the customer’s perspective, and adapt accordingly. This approach is not just about improving data flow but reimagining the customer experience from the ground up.
